The Level 1 Help Desk Technician serves as the first point of contact for employees experiencing technology issues or requesting IT assistance.   • Accurately document reported issues, troubleshooting performed, resolutions, and escalation details within the ticketing system.
  • Troubleshoot and resolve common Windows desktop, laptop, virtual desktop, application, network, printing, and peripheral issues.
  • Support Microsoft 365 applications, including Outlook, Teams, Word, Excel, and related services.
  • Assist users with virtual desktop (VDI) access and common session, connectivity, peripheral, and application issues.
  • Provide basic troubleshooting for VPN and remote-access connectivity.
  • Assist with user account access, password resets, account lockouts, and multi-factor authentication issues according to established identity-verification procedures.
  • Support employee onboarding, offboarding, workstation setup, and equipment deployment processes.
  • Install or assist with approved software and hardware following established IT standards and procedures.
  • Perform basic troubleshooting of network connectivity, including wired, wireless, DNS, and remote-access issues.
  • Identify potential cybersecurity incidents, including phishing, suspicious emails, malware alerts, unusual authentication activity, or compromised accounts, and immediately escalate them according to security procedures.
  • Follow established security requirements and never bypass access controls, MFA, endpoint security, or other security mechanisms for user convenience.
  • Escalate incidents to Level 2, infrastructure, application, security, or other appropriate teams when the issue cannot be resolved within Level 1 procedures or established troubleshooting guidelines.
  • Maintain ownership of assigned tickets through resolution or proper handoff and provide users with appropriate status updates.

The Level 1 Help Desk Technician must:

  • Verify user identity before performing password resets, MFA resets, or account-access changes.
  • Never request or accept a user’s password.
  • Recognize common phishing, social-engineering, vishing, and MFA-fatigue attacks.
  • Immediately escalate suspected cybersecurity incidents.
  • Follow least-privilege principles and approved access-management procedures.
  • Protect confidential, proprietary, and regulated information encountered while providing technical support.
  • Follow company policies regarding acceptable use, data handling, privileged access, and information security.
  • Never disable or circumvent security controls without documented authorization.

Escalation Expectations

Level 1 technicians are expected to troubleshoot issues within established procedures and their authorized level of access.

Issues should be escalated when:

  • Established troubleshooting procedures do not resolve the problem.
  • Administrative or privileged access beyond the technician’s authorization is required.
  • Multiple users or systems are affected.
  • A production system or critical business function may be impacted.
  • Data loss or corruption is suspected.
